Service request triage
Service triage
An agent that classifies incoming service requests, determines priority and routes to the right queue with full context for the human or automated workflow that handles it.
Service request triage
Triage is the front door of every service operation. The agent that classifies, prioritises and routes with full context changes the quality of the service from the first touch.
The workflow
- The service request arrives through any channel: chat, email, voice, web form, integration.
- The agent reads the request, the customer’s history, the relevant knowledge, the active service queue.
- The agent classifies by intent: billing, technical, account, product, other. The agent prioritises: critical, high, medium, low.
- The agent routes to the right queue with the right priority, the right context, and the right SLA target.
- The receiving queue (human or automated) has the context to act without re-asking the customer.
What this looks like in production
The agent operates inside the existing ticketing system. The agent does not introduce a new routing system; it accelerates the existing one.
The agent’s classification and routing are auditable. Every routing decision is logged with the input, the classification, the routing, and the receiving queue. The receiving queue can see why the agent made the decision.
The agent’s accuracy is measured continuously. The classification accuracy, the routing accuracy, and the first-contact resolution rate are tracked. The model is retrained when accuracy drops.
What good looks like
- Triage cycle time compressed from minutes to seconds.
- Routing accuracy improved, with the right queue receiving the right request with the right context.
- First-contact resolution rate increased.
- Receiving agent time focused on resolution, not on triage.

Business problem
Triage is the front door of every service operation. Done well, it sets the tone for the entire service experience. Done badly, it creates the wrong routing, the wrong priority, and the wrong expectation for the customer. The opportunity is to compress the triage cycle and improve the accuracy of the routing.
Relevant architecture
The agent reads the incoming service request, the customer's history, the knowledge base, and the active service queue. The agent classifies by intent, priority and complexity. The agent routes to the right queue with the right context for the human or automated workflow that will handle it.
